A public policy explanation works only when it answers future readers without exposing one customer’s case. It should not become a courtroom transcript. The goal is to show that the store has a rule, applies it consistently, and knows when to move details into private support. Template structure: acknowledge the issue, state the general policy, name the boundary, and offer a concrete support route. The policy sentence should be short enough that a different staff member could reuse it without adding interpretation. Example frame: We are sorry the pickup did not match expectations. For prepared orders, we check missing-item claims against the order record or packing check. Because this needs receipt-level review, please send the receipt number and pickup time through message. Avoid lines like our policy is clearly written, you should have checked, this never happens, or DM us with no requested information. Those lines sound defensive and do not help future customers understand the rule. A useful public explanation also has an internal companion note: which policy was cited, what information was requested, whether the customer followed up, and whether the issue revealed a recurring gap. The best public policy reply is boring in a good way: specific, calm, bounded, and easy to verify later.
